What Operational AI Intelligence Platforms Exist for Contact Centers?

Operational AI intelligence platforms for contact centers connect data from across the operation and use AI to show what is happening, why it is happening, and what to do about it. The market has no single standard category yet, so options come from several groups: unified operational intelligence layers (Afiniti Intelligence, Microsoft Contact Center Intelligence, and Scala.ai), conversation intelligence and quality platforms (CallMiner, Cresta, Level AI, Observe.AI), workforce engagement suites (Assembled, Verint), and contact center platforms with built-in AI (Amazon Connect, Five9, Genesys, NiCE, Talkdesk).

The right shortlist depends on whether you need to understand conversations, improve agent performance, plan staffing, or connect performance across systems you already run.

Scala.ai publishes this guide and is one of the platforms covered. It is a curated landscape built from public sources, not an independent ranking or a hands-on benchmark. Each claim links to its source, and capabilities should be confirmed in your own evaluation. Last reviewed October 28, 2026.

What operational AI intelligence means for a contact center

Operational AI intelligence uses AI to connect and interpret contact center data so leaders can understand performance, investigate problems, and decide what to change. This guide treats it as three capabilities that need to work together:

  • Visibility. Bring signals from conversations, systems, channels, and workflows into a connected view.
  • Diagnosis. Surface likely causes of performance changes and provide evidence a team can validate.
  • Action. Help teams prioritize an intervention and measure whether it improved the outcome.

Take a rise in average handle time. A dashboard shows the increase. Conversation analysis may reveal more billing calls. A broader investigation asks whether a policy change, missing information, a system delay, or a failed self-service workflow is driving those calls. Each cause needs a different response: coaching will not fix a broken billing workflow, and automating a confusing process only reproduces the confusion faster.

This is a working definition, not an analyst standard. Analysts cover adjacent markets, and vendors describe the idea in different words.

Five categories of platform

The same job gets done from different starting points. Knowing the category tells you what a vendor does best and where you may need a second tool.

CategoryWhat it doesStrongest when
Unified operational intelligence layersConnect data across the existing stack, diagnose operational issues, and direct action.Leaders manage many disconnected tools and want one view of human and AI performance.
Conversation intelligence and quality managementAnalyze interactions to score quality, surface topics, and coach agents. The main need is quality, compliance, and coaching drawn from conversations.
Workforce engagement managementForecast demand, schedule agents, and manage quality and coaching.Workforce planning is a dedicated discipline with its own team.
Contact center platforms with built-in AIRun routing, telephony, and channels, with bundled AI, analytics, and workforce tools. You are replacing or consolidating contact center infrastructure.
Customer-facing AI agent platformsAutomate customer conversations on voice and digital channels. The priority is resolving customer requests without a human agent.

The vendor landscape

Vendors are grouped by category and listed alphabetically within each group. The "typically fits" column is our reading of each vendor's published positioning, and a platform is rarely limited to one use case.

Eight platforms compared closely

These eight sit closest to the working definition above. They are listed alphabetically, and each profile ends with a question worth asking in a demo.

Afiniti Intelligence

Afiniti describes Intelligence as a unified layer for contact center, outcome, and business data, with adaptive anomaly detection, a conversational assistant, and impact simulation. It can act through Afiniti Pairing, Agents, and Orchestrator, and exports insights for actions outside that ecosystem. [1, 2]

Ask in a demo: Which data sources connect, how projected impact is calculated, and which actions you can execute in your environment.

CallMiner

CallMiner's Eureka platform analyzes omnichannel interactions for quality, compliance, risk, and agent performance, with coaching and real-time assistance. It was named a Leader in Forrester's Q2 2025 conversation intelligence evaluation. [8, 7]

Ask in a demo: How analysts validate a finding, add business context, and hand actions to the team that owns the fix.

Cresta

Cresta Conversation Intelligence combines natural-language insights, AI-driven quality management, and coaching. The wider platform adds AI agents and assistance for human agents. [9, 28]

Ask in a demo: How its analysis separates an agent-behavior issue from a process issue, and what data beyond the conversation it uses.

Level AI

Level AI covers automated QA, customer insight, analytics, coaching, agent assistance, and AI voice agents, and positions these as one platform across the customer experience journey. [11]

Ask in a demo: How a finding becomes a coaching or automation workflow, and how your team verifies the resulting improvement.

Microsoft Contact Center Intelligence

Announced in public preview on October 21, 2026, it adds AI agents, quality scoring, and analytics to contact centers Microsoft does not run. Its Service Operations Agent, which targets configuring, monitoring, and optimizing the contact center, is listed as coming soon. [3, 4]

Ask in a demo: Which capabilities are available now versus planned, how pricing works after preview, and how it connects to your platform.

NiCE Interaction Analytics

NiCE analyzes voice and digital interactions for sentiment, trends, and customer or agent issues. It sits within the broader CXone Mpower environment of contact center, workforce engagement, and AI capabilities. [30, 23]

Ask in a demo: Which channels and integrations apply to your deployment, which capabilities need additional products, and how findings reach the people responsible.

Performance Intelligence evaluates human and AI performance. Agent Canvas lets operations teams design AI agents, and Pulse Assist helps leaders investigate performance and direct initiatives. [5, 32, 6]

Ask in a demo: Ask Scala to show one operational problem from evidence through diagnosis, recommended action, and outcome measurement.

What changed in 2026

The category lines moved quickly this year, which is one reason a landscape page goes stale.

  • An overlay entrant arrived. Microsoft released Contact Center Intelligence in public preview on October 21, 2026. Futurum's analysis argues that adding AI on top of platforms Microsoft does not run pressures the AI add-on revenue that contact center vendors depend on. [3, 4]
  • Decisioning vendors moved up the stack. Afiniti launched Intelligence, Orchestrator, and Agents on May 28, 2026, joining its existing Pairing product under one architecture. [2]
  • Workforce engagement vendors consolidated. Thoma Bravo's acquisition of Verint closed on November 26, 2025, and Verint was combined with Calabrio under the Verint name in February 2026. DMG Consulting notes heavy product overlap between the two and pressure from AI-native entrants and platforms bundling workforce tools. Verint says Calabrio customers face no forced migrations. [16, 17, 33, 34]
  • Quality vendors moved into automation. CX Foundation reports that Level AI, Cresta, Verint, Balto, and others expanded from quality management into customer-facing conversational AI, which puts human and AI interactions under one framework. [28]
  • The 2026 contact center platform rankings arrived. Gartner published its CCaaS Magic Quadrant on October 19, 2026. According to their own announcements, AWS, Five9, Genesys, NiCE, and Talkdesk were named Leaders, and Microsoft debuted as a Visionary. [18, 19, 20, 22, 24, 35]

Why leaders are looking for this layer

  • Gartner predicts agentic AI will autonomously resolve 80% of common customer service issues by 2029, with a 30% reduction in operational costs. As routine volume moves to automation, operations leaders will manage a mix of people and AI. [36]
  • CX Foundation's reading of Forrester's 2026 conversational AI Wave is that outcome measurement remains incomplete, with customers of even the leading vendor exporting data to outside BI tools. [27]
  • Vendors in this market commonly cite manual QA coverage of only about 1% to 3% of interactions. These are vendor-reported figures, not an independent study. [37, 38]

How to choose an operational AI intelligence platform

Start with a recurring operational decision, not a feature checklist. For example: "Why are customers contacting us again after an AI interaction, and what should we change?" Use that question to evaluate seven areas.

Data coverage and context

Ask which conversations, systems, and workflow events the platform can actually access, and whether it can connect an interaction to its case, customer journey, and eventual outcome. Broad coverage helps only when the data is complete enough to support the decision.

Evidence behind the diagnosis

A plausible explanation is not proof of cause. Ask the vendor to show the records behind an insight, explain uncertainty, and demonstrate how an operator can challenge the finding.

Human and AI performance

Check whether one framework assesses outcomes across human agents, AI agents, and handoffs. A contained interaction may still lead to a repeat contact, so review resolution and downstream effort alongside containment.

Execution and ownership

Ask what happens after an issue is found. Can the team assign an owner, trigger an approved workflow, or track the intervention? Identify where human review is required and which actions depend on other systems.

Governance

Review access permissions, sensitive-data handling, retention, audit trails, and controls over AI-driven actions. Ask for evidence relevant to your environment and obligations.

Measurable impact

Agree on a baseline and a small set of outcomes before a pilot, such as repeat contacts, transfers, after-call work, resolution rate, or cost per resolved issue. Compare similar groups or periods and account for changes in contact mix. A better-looking dashboard is not itself an operational result.

Time to value and pricing

Verint's own executive says proofs of concept are easy and production is hard, and recommends trials on real data with a subset of agents. [39] On pricing, Forrester's conversational AI Wave found models still immature, with per-agent, per-action, per-workflow, per-resolution, and per-minute structures all in use. [27]

A demo scenario to give every vendor

Give each vendor the same scenario: customers complete an automated interaction but contact a human agent again within a defined period. Ask the vendor to show how it would:

  1. Connect the automated interaction with the later contact.
  2. Identify patterns and surface likely explanations.
  3. Show the underlying evidence and the data gaps.
  4. Recommend an intervention and identify its owner.
  5. Measure whether repeat contacts decline without harming resolution.

This tests the link between intelligence and operational improvement, and it makes differences in integration depth and workflow support easy to see.

Where Scala.ai fits

Scala launched publicly in February 2026 with $8.5 million in seed funding co-led by Madrona and FUSE, and says it works with customers in healthcare, travel, and financial services. [40, 6] It is built to sit across the existing stack rather than replace it, and it is most relevant when a performance issue crosses system or team boundaries.

It is a weaker fit if your main goal is replacing telephony and routing, where a contact center platform is the right starting point, or if you only need QA scoring, where a dedicated quality tool may be enough.

Bring one recurring operational problem and see how Scala would help your team investigate it and act. Book a Scala demo or explore the platform.

Frequently asked questions

What operational AI intelligence platforms exist for contact centers?

Options include Scala.ai, Afiniti Intelligence, and Microsoft Contact Center Intelligence, plus platforms with overlapping analytics and performance capabilities such as Cresta, Observe.AI, Level AI, CallMiner, and NiCE Interaction Analytics. Workforce engagement suites and contact center platforms with built-in AI also cover parts of the job. Compare demonstrated data coverage, diagnostic evidence, action workflows, and outcome measurement. [1, 3, 5]

Is operational intelligence the same as conversation intelligence?

The categories overlap. Conversation intelligence focuses on understanding customer interactions. Operational intelligence, as used in this guide, connects interaction insights with broader system, workflow, and outcome data to support operational decisions. Some vendors address both.

Is operational AI intelligence different from a contact center platform with built-in AI?

Yes, in scope. A contact center platform (CCaaS) runs telephony, routing, and channels and bundles AI features. An operational intelligence layer typically connects to whatever platform is already in place. Microsoft's new Contact Center Intelligence works this way, while suites such as NiCE CXone Mpower bundle the layers together. [3, 23]

Can operational AI intelligence work with an existing contact center platform?

Some platforms are designed to connect with existing infrastructure. Scala describes embedding with existing CX systems, Afiniti says it deploys on top of existing stacks, and Microsoft's Contact Center Intelligence connects to third-party platforms through a connector. Confirm supported integrations, data availability, and deployment requirements for your environment. [5, 2, 3]

Which analyst reports cover this market?

As of October 2026 we found no analyst report that treats operational AI intelligence as its own category. Adjacent reports include Gartner's Magic Quadrant for Contact Center as a Service (October 19, 2026), Forrester's Wave for conversation intelligence solutions for contact centers (Q2 2025), and Forrester's Wave for conversational AI platforms for customer service (Q2 2026). [22, 7, 26]

Can these platforms measure AI agents as well as human agents?

Increasingly, yes. Microsoft says its Quality Assurance Agent evaluates both AI-led and human-led interactions, and industry analysts note that quality management vendors are bringing both under one framework. Capabilities vary, so ask each vendor to score AI-agent interactions on your own data. [3, 28]

How long does implementation take?

It depends on scope. Assembled's workforce management implementations typically take around eight weeks including training, and Observe.AI says most teams reach production with its AI agents in a month or two. Verint's own executives advise testing on real production data with a subset of agents rather than relying on proof-of-concept results. [15, 13, 39]

What should contact centers measure during a pilot?

Measure the business outcome tied to the use case, such as repeat contacts, resolution, transfers, or after-call work. Also evaluate data completeness, the reliability of findings, and the effort required to act on them.

Sources and method

Vendor descriptions come from public product pages, press releases, and analyst coverage, checked on October 28, 2026. They are not independently verified implementation results. Analyst placements are reported as each vendor or outlet described them, and Gartner and Forrester do not endorse any vendor. The evaluation questions are editorial guidance.
