Agent Assist
Definition
Agent assist is a class of AI support tools that help a human agent during a live conversation by surfacing useful information, recommendations, next steps, summaries, or compliance reminders in real time. The agent stays in control of the interaction. The AI operates as a supporting layer that reduces search time and helps the agent respond more effectively.
Agent assist is not meant to replace the person on the line. In a busy contact center, that can mean pulling the right knowledge article based on intent, suggesting a response draft, highlighting a missed required disclosure, or summarizing prior interactions while the conversation is still happening.
Example
A financial services support team hires seasonal agents ahead of a busy enrollment period. Rather than expecting new agents to memorize every workflow immediately, the team rolls out agent assist inside the desktop.
During live interactions, the system can:
- detect likely customer intent from the conversation
- surface the most relevant policy or product article
- suggest the next troubleshooting step
- remind the agent when a required disclosure should be delivered
- draft a summary for the case record after the interaction
Why It Matters
You see this when teams need better quality and speed at the same time. Agent assist changes performance in the moment. It can reduce average handle time, support stronger quality scores, and narrow the gap between experienced agents and newer hires.
From an operations standpoint, it also improves scalability. Organizations do not have to rely entirely on memory, tribal knowledge, or manual searching during live contacts. That can lower training burden and create more consistent execution across channels and shifts.
