The goal is to identify gaps in performance, process, or training before they become systemic problems.

A contact center runs a QA program in which supervisors manually review a sample of calls each week and score them across categories including greeting, issue identification, accuracy of information provided, compliance with required disclosures, and resolution quality. Patterns in scoring reveal that a significant share of lower scores cluster around a specific product type where the knowledge base is incomplete. Rather than treating these as individual agent failures, the QA team flags a content gap and works with the knowledge team to address it. The intervention improves scores across the board for that issue type.
