At its core, ticket routing is the process of directing an incoming support request to the appropriate team, agent, or queue based on criteria such as issue type, priority, language, customer tier, or required skill. Routing can be configured through static rules, AI-powered intent classification, or a combination of both. The goal is to get each contact to the right person or workflow as quickly and accurately as possible.

A B2B software company receives tickets across billing, technical support, and enterprise account management. Initially, routing is manual — a triage agent reads each ticket and assigns it. As volume grows, the team introduces AI-based routing that classifies incoming tickets by intent and customer segment. High-priority enterprise tickets are routed to a dedicated team.
